  • 'Responsiveness' showed the lowest quality gap (1.97), while 'reliability' and 'assurance' fell into Quadrant I, 'empathy' into Quadrant II, and 'tangibles' and 'responsiveness' into Quadrant IV of the IPA matrix.

Conclusions:

  • The negative service quality gap necessitates improvement in all dimensions.
  • Instruments like the IPA matrix are valuable for hospital managers in strategic quality planning.
  • Focusing on identified gaps can help achieve long-term goals for service quality enhancement.
